It's Tuesday morning and your support inbox has forty-one new messages. You open the first one: "Hi, where is my order? I placed it Friday." The second: "Order #4821 — has this shipped yet?" The third is the same customer as yesterday asking again. By the time you've worked through the queue you've spent the better part of two hours, and roughly thirty of those forty-one messages were some version of the same question. None of them were angry. None of them were interesting. And every single one could have been answered by information you already had — you just never sent it.
This is WISMO — "Where Is My Order?" — and it is quietly the most expensive customer conversation in e-commerce. Not because any single ticket costs much, but because there are so many of them, they arrive forever, and they crowd out the work that actually grows your store. Most merchants treat WISMO as a fact of life, the background noise of running an online shop. It isn't. It's a measurable cost with a known cause and a known fix, and for a store shipping between a few hundred and a few thousand orders a month, closing it is one of the highest-return operational changes available to you.

What WISMO Actually Is — and Why It's Your Biggest Ticket Category
WISMO covers every inbound message where a customer is asking about the status or location of an order they've already placed. "Has it shipped?" "Where is it now?" "It says delivered but I don't have it." "When will it arrive?" It arrives on every channel you offer — email, live chat, phone, and increasingly WhatsApp and Instagram DMs — and it's almost always low-value in the sense that it requires no judgment, no selling, and no relationship-building. It's pure lookup.
It's also enormous. Across industry research, WISMO consistently lands at 35–60% of all inbound support contacts, and during peak periods — campaign days, Black Friday, the pre-holiday crunch — it can climb past 50% on its own. Think about what that means: for every two people your support team talks to, one of them just wants to know where their package is. That's the single largest category of work in your support operation, and it's the one that most cleanly maps to information a system can send automatically.
The reason it dominates is structural. The gap between "I paid" and "it's in my hands" is the most anxious stretch of the entire customer relationship. The customer has given you money and received nothing yet. Any silence in that window gets filled with worry, and worry gets typed into your support form. The less you communicate proactively, the more that gap fills up with tickets.
Put a Number On It: What a WISMO Ticket Really Costs
Merchants underprice WISMO because they only see the obvious cost — the minute or two an agent spends looking up a tracking number. The real cost has several layers.
The direct handling cost. Estimates across the industry put a manually handled support ticket at roughly $5–8 when you account for the agent's fully loaded time, and higher — up to $15–25 — on live phone or when a ticket bounces back and forth. Even at the low end, this adds up fast.

The opportunity cost. This is the one merchants miss entirely. Every hour your team spends reading tracking numbers off a screen is an hour they aren't spending on the conversations that actually move revenue — pre-sale questions, upsells, saving an unhappy customer, handling a genuine problem well. WISMO doesn't just cost its handling time; it displaces higher-value work and slows your response time on everything else in the queue.
Here's the arithmetic, which is worth doing with your own numbers:
Monthly WISMO cost = Monthly orders × WISMO contact rate × cost per ticket
Run it for a store doing 2,000 orders a month with a fairly normal 15% WISMO rate and a conservative $6 per ticket:
2,000 × 0.15 × $6 = $1,800 per month — about $21,600 a year, before you count repeat contacts or the opportunity cost of the queue.
At 500 orders a month the same math is $450 a month — smaller, but that's often one person's entire afternoon, every week, spent on lookups. And the number scales in exactly the wrong direction: as you grow, WISMO grows with you, so the store shipping 2,000 orders today is looking at a $3,600-a-month problem at 4,000 orders unless something changes. This is why "we'll just hire another support person" is the expensive answer — you're staffing up to keep answering a question you could have stopped asking.
Why WISMO Tickets Get Sent — and the Fix for Each
Every WISMO ticket is a small failure of proactive communication. Trace them back and they cluster into five root causes. The fix for each is what the rest of this guide is built on.
1. You never told them anything after "order confirmed." The most common cause by far. The customer paid, got a confirmation, and then heard nothing for three days. So they ask. Fix it: proactive status notifications at the moments that matter (below).
2. There's nowhere for them to self-serve. They'd happily check themselves, but the only option is the carrier's bare tracking page — if they can even find the number. Fix it: a branded tracking page they can reach in one click from every notification.
3. You never set an expectation. If the customer doesn't know when to expect the order, any wait feels too long, and they ask early. Fix it: a clear estimated delivery date shown at checkout and repeated after shipping.
4. There's an actual delivery problem. A stuck parcel, a failed attempt, a package marked delivered that isn't there. These are real and deserve a human — but you should reach the customer first, not the other way around. Fix it: delay and exception alerts that flag the problem to you before it becomes a ticket.
5. A carrier is quietly underperforming. If one carrier on one route is consistently slow, it generates a disproportionate share of your WISMO volume — and you won't know unless you measure it. Fix it: per-carrier performance tracking so you can rebalance away from the carrier that's generating the tickets.
Notice the pattern: four of the five are solved by sending information the customer would otherwise have to ask for, and the fifth is solved by measuring so you can fix the source. None of them require more support headcount.
The Deflection Playbook
"Deflection" is the support term for resolving a customer's need before it becomes a ticket — not by ignoring them, but by getting the answer to them first. Done well, proactive shipping communication reliably cuts WISMO volume by 40–80%. That's not a marketing figure; it's the consistent range reported across platforms and merchants, with most landing in the 50–65% band within the first month. Here's how to build it.
Send proactive notifications at the moments that actually deflect
Not every status update earns its keep. The ones that prevent tickets are the ones that arrive at the moments a customer would otherwise start worrying:
- Shipped — with a tracking link and an estimated delivery date. This is the single most important message; it turns "did my order even go out?" from a ticket into a non-event.
- Out for delivery — "arriving today." This one prevents the day-of anxiety spike and, as a bonus, gets the customer ready to receive the parcel, which reduces failed first attempts.
- Delivered — closes the loop and, crucially, timestamps the delivery so a later "I never got it" conversation starts from a known fact.
- Delay or exception detected — the highest-value message of all, because it turns your biggest, angriest ticket type into a message where you reached out first.
Order-confirmed and "delivery attempted" messages help too, but if you do nothing else, nail shipped and out for delivery — between them they cover the two windows where most WISMO is generated.
Give them a branded tracking page to self-serve
A proactive notification answers the question once; a self-serve branded tracking page answers it every time the customer wants to check, without touching your inbox. Every notification should link to it, and it should show live status, the estimated delivery date, and your branding — not dump the customer onto a generic carrier page they don't trust and can't navigate. The tracking page is your highest-traffic post-purchase surface; making it self-sufficient is what turns "check the tracking page" into a genuine alternative to messaging you.
Understand your channel economics — this is where most merchants leave money on the table
Here's the part almost no one works out: not all notification channels deflect equally, and they don't cost the same. The channel mix you choose has a direct effect on both your deflection rate and your notification bill. The trade-off looks like this:

The insight is that a message only deflects a ticket if it actually gets read, and nothing gets read like SMS. But SMS is also your most expensive channel, so blasting every micro-status by SMS is how notification costs balloon. The efficient pattern is SMS for the two or three moments that truly prevent tickets, email for everything else. A near-100%-open SMS at "out for delivery" prevents several tickets and is worth its cost many times over; the same message by email might be read by a third of recipients and deflect a fraction as much. Match the channel to the value of the moment and you get most of the deflection for a fraction of the spend.

Set the expectation before the clock even starts
The cheapest ticket to deflect is the one where the customer was never anxious in the first place. Showing a realistic estimated delivery date at checkout — and repeating it in the shipped notification — reframes the entire wait. A customer who knows the parcel is due Thursday doesn't message you on Tuesday. Expectation-setting is upstream deflection: it prevents the worry that generates the ticket, rather than answering the ticket after it's sent.
Catch the real problems before the customer does
Some WISMO is legitimate — the parcel genuinely is stuck, delayed, or lost. You can't send those away with a notification, but you can decide who starts the conversation. When a delay or delivery exception is detected, an alert that reaches you first turns your worst ticket into a proactive "we noticed your delivery is running late and we're on it" message. Customers forgive problems they're told about; they don't forgive discovering them alone. This is also where genuine lost-or-damaged parcel cases get caught early enough to resolve cleanly instead of escalating.
The Payoff: Deflection ROI, Worked Out
Put the playbook against the earlier example. Our store ships 2,000 orders a month, had a 15% WISMO rate, and was spending $1,800 a month on those tickets.
Roll out proactive shipped and out-for-delivery notifications, a branded self-serve tracking page, an estimated delivery date at checkout, and delay alerts. A conservative deflection rate — the low end of what's reported — is 50%:
300 WISMO tickets → 150 tickets deflected → $900/month saved in direct handling alone, roughly $10,800 a year.
At a more typical 65% deflection the direct saving is closer to $1,170 a month. And that's before the second-order effects, which are often larger than the line-item saving: your support team gets its afternoons back for revenue-generating conversations, response times on everything improve because the queue is half as long, and — because half your WISMO was really "I'm anxious and uninformed" rather than a real problem — customer satisfaction goes up even as contact volume goes down.
Against that, the cost side is small: notification sends (dominated by your SMS volume, which is why channel economics matter) and the one-time setup of the tracking page and notification triggers. For virtually any store above a few hundred orders a month, the deflected support cost dwarfs the notification bill within the first month. This is about as close to free money as operations work gets — and unlike hiring, it gets better as you scale, because the deflection rate holds while the ticket volume it's removing keeps growing.
Measure It, So It Doesn't Quietly Slip
WISMO reduction isn't a project you finish; it's a number you watch. Four metrics keep it honest, and they belong alongside your other shipping KPIs:
- WISMO rate — WISMO tickets ÷ orders shipped, tracked monthly. This is your headline number; watch the trend, not just the level.
- Deflection rate — the share of would-be WISMO resolved by self-serve and proactive messages before reaching an agent. Rising is good.
- Cost per ticket — so you can price every point of WISMO rate in real money and defend the investment.
- Tickets per 100 orders — a volume-normalized view so growth doesn't hide a rising problem.
If your WISMO rate creeps back up despite notifications running, it's usually a signal pointing at something real — a carrier whose performance is slipping on a particular route, an EDD that's set too optimistically, or a notification that's stopped firing. The metric doesn't just measure your support load; it's an early-warning system for problems in the shipping operation underneath it.
